Coverage matters more than speed

Response coverage is the clearest indicator of operational discipline. Aim for 95% coverage of new reviews within 72 hours. Speed is good, but consistency wins trust and is easier to train.

Tone and escalation

Use short empathy-first openers, then move to resolution or escalation. Define when to move offline and who owns the follow-up. Keep a list of red-flag phrases to avoid, especially around liability or guarantees.

Templates that do not feel canned

Build 6-8 templates per rating bucket and category. Rotate openings, mention specifics from the review, and keep the CTA consistent. Track which templates correlate with updated ratings to refine over time.

Coaching metrics

Coach teams on coverage, violation-free rate, and successful escalations. Reward consistency. Use randomized spot checks to keep quality high without slowing throughput.
